When a chatbot should hand the conversation to a person

A chatbot that accurately retrieves an order's delivery status saves a customer from waiting. The same system can become frustrating if it keeps repeating a policy that fails to address the question.

The quality of automation depends on the information it can use and the actions it can complete. Your handoff process matters just as much as the first answer.

Read the forecast carefully

In March 2025, Gartner predicted that agentic AI would autonomously resolve 80% of common customer service issues by 2029. That is a forecast about a particular class of AI systems. It does not describe what every chatbot can do today.

It also gives no reason to assume that all buying advice requires a person. Automation can help before a purchase when it has reliable product information. The question is whether your system can handle the customer's request accurately.

Define where an advisor should step in

Start with the requests your automation struggles to resolve. Review exchanges where customers repeat a question or correct an answer. Those are useful places to improve the information or offer human help.

Consider a customer asking whether a replacement battery works with an older machine. If the model details are incomplete, a confident guess could lead to an unsuitable purchase. The system should explain what still needs checking and provide a route to someone who can verify compatibility.

Customers should also be able to request a person directly. Requiring them to exhaust several automated replies adds work at the point they have already asked for another kind of help.

Make the handoff useful

Pass the question and the relevant details to the advisor so the customer can continue from where they left off. If nobody is available, explain when a reply can be expected and how it will arrive.

Agree who owns an escalated request. A transfer that lands in an unattended queue leaves the original problem unresolved, even if the bot completed its part of the process correctly.

Keep the same discipline for human replies: check uncertain facts, and say when an answer still needs confirmation. What shoppers expect from that reply is covered in what shoppers need from online customer service.

Measure resolution

A conversation ending without an advisor does not always mean the customer got help. They may have found the answer, or they may have given up.

Review a sample of completed exchanges and look for repeat contacts about the same issue. Ask whether the reply resolved the question. These checks make a containment rate more meaningful.
